Service ticket process caters to multiple product scenario ?
Hi All,
We have an existing business process where in we use IC service ticket to trouble shoot customers problems.
The process is
a) Agent confirms the customer
b) Agent registers the product or confirms the registered product.
c) Agent creates the service ticket
When a customer calls in with issues for multiple products then agent has to create multiple service tickets and customer has to remember multiple tickt ids in order to follow up.
This leads to a bad customer experience.
So is there any way we can have multiple products in service ticket? So that agent gives one single ticket id to customer and also agent maintains one single ST to track.
We thought of using complaints,but its too risky for us to change the entire business process at this time.
If we use service order then also the same since IC service order UI is same as IC ST ui,.
Apart from customization is there any OOTB way to deal this use case ?

Hi Amol,
You can definitely add multiple products once the Service Order is created. However if your requirement is to confirm multiple products at the time of registration then it would require you to tweak a lot of code around confirm. Also, you will have make amendments to the UI on the Account Identification screen to handle this as well.

Multiple account scenario and transaction launcher (CRM7.0)
When I want to get the personnel number transferred from the webclient into R3 via the transaction launcher I can get the current customer copied into R3 from the service ticket. In the multiple account scenario I want to get the BP "involved employee" transferred instead of the current customer being the reporting customer (on behalf of).
Does anyone has the parameter for this?

Customer service ticketing threads
For some reason the threads in the customer service ticketing process are not showing up on the case page in the Admin Console. We followed the steps in the KnowledgeBase article found here: http://kb.worldsecuresystems.com/kb/customer-service-ticketing.html
Briefly here are the steps taken:
Set up User Roles
Set up a Workflow
Set up the Customer Service Ticketing options (Admin Console > Site Settings > Customer Service Ticketing)
we're using a dedicated email address
we make sure the 'enable' box is checked
we've tried each of the options in the 'Automatically Assign Case' drop-down menu
all the fields are filled in correctly according to the KB article mentioned above
we've set up the autoresponder
we've also set up the CST System Email
Set up a Secure Zone
created a page in the secure zone that lists the tickets (cases) and that works with the exception of the subject
created a page in the secure zone where the logged-in user can submit a ticket and that seems to work fine
the form's settings are in set to proper secure zone
we've tried setting the form to both use a workflow and not use a workflow in testing
When testing this setup
the user enters a subject and the issue, presses the 'send' button
the user gets an email confirmation
if using a workflow, the CSR gets a workflow notification, not a customer service ticket as shown in the KB article aboveif not using a workflow, the CSR gets no notice, no ticket as email
Okay, we can click on a link in the workflow notification and go directly to the user's case. No CSR has been set, but we can set that. The subject can be copied and pasted from the user's submission into the field at the top of the case dialog page (also labeled 'Subject') and that subject line will display in the ticket list the user sees in the secure zone. We can also set the status to 'open' if the option to set that to 'open' from the Customer Service Ticketing options page did not do it. So, we're guessing a little from here. We send a message from the ticket (case) page. That message reaches the user's mailbox. The message has a note at the top which tells the user to add a reply if they want above a marked line. When we test this function, we're thinking if the user adds some follow-up message above the quoted line and sends that email, it will be appended to the thread, the CSR will get a notice, and we would be able to see the new message from the user in the thread on the ticket (case) page and the user could also see the thread in their secure zone ticket detail page. We can send several messages to the user and, from our testing thus far, each time the test user adds a comment above the reply line and sends that message back, nothing happens. The CSR gets no notice. The reply does not show up as part of a thread anywhere.
We've noticed the options for using a workflow on the ticket or case page and there's a twirl-down menu for other types of workflows but no mention of these options is explained in the KB article we followed so we are not clear about their use.
With all that said, we're hoping someone can point out what we are not seeing and where we are getting lost.

You might be able to set this up by launching a specific workflow from a custom form. If you setup a few workflows like "Client Support A-L", "Client Support M-Z", etc. In your custom web form you could use some javascript to launch a specific workflow based on the first letter in the "Last Name" field in your web form. This won't work for inquiries coming directly for email. I think your best bet is that if your client has specific needs for the CRM that can't be met with BC you should just have the 1st level of support assign the case manually when the email notification comes in. It's pretty easy-- there are links in the emails to assign cases to CSR reps manually when the first inquiry comes in. -

HANA text analysis in service tickets for product determination
Hello,
can anyone please tell me which prerequisites need to be fulfilled so that the automatic product determination using SAP HANA text analysis is working properly while creating a service ticket in SAP Cloud for Customer?
So far I can only find configuration tasks in the implementation project to disable the automatic execution of this determination. But even though I haven't deactivated it, the determination is not running. Not even if I enter the exact product description and serial number (for registered product) in the title and description fields while creating a service ticket.

Yes, to automatically create tickets out of incoming emails you need to set a forwarding rule from the company's address (e.g. [email protected]) to one of the technical addresses.
Note than on a productive tenant you will have two technical addresses available for customer service processes:
[email protected]
[email protected]
(where XXXXXX are the numbers in the URL of your tenant)
Please double check that you're using the correct address, as in your post you only mention "systemdomain" (meaning that you may be omitting the ".mail" piece). Also, please double check that you have enabled the correct options in scoping. There should be 3 questions that need to be answered (one for the B2C process, one for the B2B process, one for email-to-ticket in general).
After that, the easiest way to test is to send an email directly to [email protected] After a few seconds you should see the ticket show up in the Queue.

What is the standard way of Escalation process in SAP CRM Service Ticket management based on the Priority, Due Date and Status together. SLA can be usde with Service Ticket ?
Based on the status, priority and due date/Time, how can I re-assign the ticket and send mail to the specific responsible employee or department to work on the ticket.

Error while create TSW ticket processing for DES Scenario

Multiple ICWC sessions resulting in lost service ticket data
Hi All
I have an issue where an IC Agent is encouraged to work with multiple ICWC sessions to compare and copy/paste data from service tickets. We have seen on multiple occasions tha the data in ticket A is overwritten (with ticket B data) when ticket B is saved.
Has anyone come across this before?

I suppose as per SAP multiple sessions are not supported if Communication Management Service is used.

Add multiple products to service request
Hi,
Does anyone know how to attach "multiple" products or assets to service request?
Would it be possible we do programing on siebel API to customize this functionality?

- keep the assets on the Account;
- create a custom long text field to store concatenated Asset ids specific to this particular SR;
- create a custom applet that will display the Assets and allow adding Assets from the list of Asset records associated with the Account.
or, if you get worried about the capacity of a long text field, use Notes to store the Asset ids instead.
The drawback, of course, is that the relationship won't be reportable in Analytics. -
Insert into duplicate entries--exception in service ticket scenario

I am facing small problem..
1. I have property field in service ticket component ICCMP_BTSHEAD.
2.I put some validations based on property .
3.when user clicks on create service ticket it will create service ticket with PROPERTY field filled up with some value.
if user clear that value and clicks enter
again if user enters the some value in field and click on save it leads to exceptions that is of type insert duplicates array..like that..
when i checked in debug....for the above procedure the service ticket guid is there in some internal table twice..
if i did nt dne the steps like above,..i.e with out making property field blank..then no duplicates..
can any body through some light on this?OSS note resolved it

What is Service ticket management.The same is known as Case management functionally.

Case and Service ticket (service order) are different transaction types.
Cases are integrated with service orders in the People-Centric User Interface for service order processing. You can create a case for a selected service order and that order is automatically linked to the case.
Serice ticket management is nothing but service transaction management. You can use service ticket management to enter and process service orders in your Interaction Center (IC) WebClient. The service ticket provides central access to all information and functions that are necessary for processing service orders.
You can make the necessary settings for the service ticket by choosing Interaction Center WebClient > Business Transaction > Service Ticket.

Case Management enables you to consolidate, manage, and process information about a complex problem or issue in a central collection point, the case. Service Ticket in CRM 7.0
Hello,
We are upgarding CRM 5.0 to CRM 7.0. Client is using Service Ticket in IC Web Client in CRM 5.0. As part of the project, we don't want to migrate it to service request. We will continue using service ticket in 7.0 as well. But client wants to use WebUI screen for service ticket. I know that SAP does not provide any WebUI screen for Service Ticket. But I have noticed that when I click on service order link in CRM 7.0 IC Web, it is giving me a pop-up to select the document type. One of them is service ticket. I believe this behavior is because of the same business object type 'Service Process' for order and ticket. Can we just use this WebUI screen to maintain the service ticket? I also know that there are certain validations in the service ticket user interface. But, if the process works fine for our requirement, then can we use WebUI screen?
Please let me know as soon as possible.

For the pricing error, if no pricing date required, please check of the pricing relevency at item category customizing setting under both transaction category BUS2000115 and BUS2000116.
For the UOM error, please check whether a base unit and sales unit for this dummy product are maintained and the organizational units used in the order are assigned.
Alternatively:
you can use the BADI: CRM_SERVICEPROD_BADI, there you can create your own implementation and change the default product investigation to your individual product.

IC webclient existing service ticket display
Hi, I need to display the number of open service tickets for selected product for current business partner and alongwith this, to show details of first open service ticket. I have managed to meet the first requirement but have no clue about how to display the open service ticket. The service ticket link on navigation bar always creates a new service ticket and it seems does not have any provision for opening an existing ticket. Pl. help.

Category field in Service Ticket
Hi all,
CRM 5.0 ICWC
How/where can we see the categroy field in the ICWC service ticket.
Scenario : e mail service ticket will have category E-mail and Telephonic call service ticket will have TEL as the categroy .
CRM Online has the Category filed in the Service ticket transaction type Header.
Please help!

Date rules not copied into service ticket
We are implementing a SAP CRM 2007 Service scenario with the IC Webclient.
When creating a service ticket, a product is assigned and a service contract is automatically determined. This service contract contains a Service Profile and an Reaction Scheme. All date types are copied into my service ticket but I am missing my durations for the items it seems like they are not assigned to the bussiness transaction. This is not what I am expecting because the item, contract, response profile and Service profile are determined.
when creating the same type of service transaction in CRMD_ORDER and assigning the product the contract is determined and all durations are determined and assigned, based on the contract.
Has anyone encountered this problem or a clue how to solve this

By default the service ticket only shows the dates and not the durations of your date profile.
You will have to use the UI config tool to add Durations to service ticket.
Here's how:
1. Tcode BSP_WD_CMPWB - BSP WD Component Workbench
2. Component ICCMP_BTDATE > Display
3. Views > ICCMP_BTDATE/Dates > Configuration
4. Click on "Show Available Fields" you will see "Blocks" folder, expand that and you will see BTDatesDurations.
5. Copy configuration to your role config key and add BTDatesDurations.
Once you add BTDatesDurations you will be able to see durations on service ticket.
